ITIL Integration Plan for Alga PSA
Overview
This document outlines the comprehensive plan for integrating ITIL (Information Technology Infrastructure Library) v4 best practices into the Alga PSA (Professional Services Automation) platform. The integration focuses on three core ITIL processes: Incident Management, Problem Management, and Change Management.
Integration Approach
The ITIL integration follows a non-disruptive enhancement approach:
- Extends existing ticket system rather than replacing it
- Maintains backward compatibility with current PSA functionality
- Adds ITIL-specific fields and workflows while preserving existing data
- Implements ITIL processes as optional enhancements that can be enabled per tenant
Phase 1: Enhanced Incident Management ✅ COMPLETED
Objectives
- Implement ITIL-compliant incident priority calculation
- Add automated escalation workflows
- Integrate SLA monitoring and breach detection
- Enable incident categorization and tracking
Key Features Implemented
1. ITIL Priority Matrix
- Impact × Urgency Matrix: 5×5 grid calculating priority from impact and urgency levels
- Automatic Priority Calculation: Uses
calculateItilPriority(impact, urgency)function - SLA Target Assignment: Automatic SLA targets based on calculated priority
- Critical (Priority 1): 1 hour
- High (Priority 2): 4 hours
- Medium (Priority 3): 24 hours
- Low (Priority 4): 72 hours
- Planning (Priority 5): 168 hours
2. Enhanced Ticket Model
Extended ITicket interface with 13 ITIL-specific fields:
// Core ITIL Fields
itil_impact?: number; // 1-5 scale
itil_urgency?: number; // 1-5 scale
itil_category?: string; // Hardware, Software, Network, Security, Service Request
itil_subcategory?: string; // Detailed categorization
resolution_code?: string; // Standard ITIL resolution codes
root_cause?: string; // Root cause analysis
workaround?: string; // Temporary workaround provided
// SLA and Escalation Tracking
sla_target?: string; // Target resolution time
sla_breach?: boolean; // SLA breach indicator
escalated?: boolean; // Escalation flag
escalation_level?: number; // 1-3 escalation levels
escalated_at?: string; // Escalation timestamp
escalated_by?: string; // Who escalated the incident
related_problem_id?: string; // Link to related problem record
3. Automated Workflows
- Incident Lifecycle Workflow: Manages complete incident lifecycle from logging to closure
- Escalation Workflow: Automatic escalation based on SLA thresholds (70%, 90%, 110%)
- Priority Calculation: Automatic assignment of priority and SLA targets
- Category Assignment: AI-powered categorization based on keywords
4. Database Schema Changes
-- Migration: 20250910120000_add_itil_fields_to_tickets.cjs
ALTER TABLE tickets ADD COLUMN itil_impact INTEGER CHECK (itil_impact >= 1 AND itil_impact <= 5);
ALTER TABLE tickets ADD COLUMN itil_urgency INTEGER CHECK (itil_urgency >= 1 AND itil_urgency <= 5);
ALTER TABLE tickets ADD COLUMN itil_category VARCHAR(100);
ALTER TABLE tickets ADD COLUMN itil_subcategory VARCHAR(100);
-- ... additional 9 ITIL fields
